Designing a WhatsApp customer journey that doesn't feel automated

Practical guidance on pacing, personalisation and when to hand a conversation to a human, so automated journeys still feel like your business.

The fastest way to make a WhatsApp journey feel automated is to send every message at the same pace a script would, instantly, back to back, regardless of what the customer just said. Real conversations have rhythm. Building in a short, natural delay and responding to what a customer actually typed, rather than assuming they'll follow a fixed path, goes a long way toward keeping the experience personal.

Personalisation matters more than volume of messages. A journey that references what a customer looked at, asked about, or previously purchased will read as attentive, even when most of it is automated. A journey that sends the same broadcast to everyone will read as exactly that.

The most important design decision is knowing where automation should stop. Pricing negotiations, complaints, and anything emotionally charged are usually better handed to a person, with the full conversation history already visible, so the customer doesn't have to repeat themselves.
